Support quality becomes part of the production architecture when a vendor controls account provisioning, risk state, payouts or customer-facing dashboards. “24/7 support” and “two-hour response” should be unpacked into severity, channel and resolution responsibility.

Response is not resolution
A fast acknowledgement can still leave a critical incident unresolved. Ask for acknowledgement, engineering engagement, update cadence and target restoration separately.
Define severity before the incident
- P1: widespread inability to trade/provision/pay or material incorrect risk state.
- P2: major feature degraded with workaround.
- P3: limited defect or non-critical workflow issue.
- P4: question, request or cosmetic issue.
Your definitions may differ, but the vendor and buyer need the same vocabulary.
Who owns third-party incidents?
If the trading platform, KYC provider or PSP fails, the software vendor may not control restoration. It should still be clear who diagnoses, communicates and coordinates the dependency.
Test support before purchase
During pilot, submit a technical question requiring investigation. Evaluate whether support can trace the relevant account/event and whether escalation reaches engineering without repeated explanation.
Support at scale
Large firms should ask for named contacts, incident bridge process, post-incident review and architecture escalation. The ability to discuss recurring systemic issues can matter more than ticket count.
Put material promises in writing
If direct Slack, 24/7 engineering or a response target drove the purchase, ensure the applicable plan/order form defines it. Marketing copy can change.
